Amazon used a sneaky tactic to make it harder to quit Prime and cancellations dropped 14%, according to leaked data

Amazon intentionally drew out the process of canceling a Prime membership under a project code-named "Iliad," according to internal documents obtained by Insider.

The project created multiple layers of questions and new offers before a Prime member could cancel their subscription in hopes of reducing member churn. Following its launch, the number of Prime cancellations dropped by 14% at one point in 2017 as fewer members navigated to the final cancellation page, one of the documents said.

The multi-step cancellation process — a version of which still remains active today — is just one example of subtle UX design choices Amazon has used to complicate or confuse Prime's subscription and cancellation processes.

In recent years, multiple complaints have been filed with the FTC asking for an investigation into Amazon Prime's cancellation process and its use of so-called "dark patterns."

"Throughout the process, Amazon manipulates users through wording and graphic design, making the process needlessly difficult and frustrating to understand," The Norwegian Consumer Council alleged in January 2021.

In an email to Insider, Amazon's spokesperson said the sign-up and cancellation process for Prime are "simple and transparent and clearly present customers with choices and the implications of those choices."

"Customer transparency and trust are top priorities for us," Jamil Ghani, VP of Amazon Prime, said in a statement. "By design we make it clear and simple for customers to both sign up for or cancel their Prime membership. We continually listen to customer feedback and look for ways to improve the customer experience."

What it takes to cancel an Amazon Prime subscription today

While the multi-step process isn't quite as hard to complete as the 500-page ancient Greek epic poem of Project Iliad's namesake, canceling a Prime subscription does take multiple clicks, decisions, and confirmations.

The "End membership" button can be found under the "Manage membership" tab, which then leads to a series of prompts and offers.

The first prompt says "don't give up on movie night" and flags to users of how many days are left until the next billing cycle.

The next prompt lets users know how much money they would save by switching from a monthly to annual payment plan. Starting February 18, Amazon's annual Prime membership fee increased from $119 to $139 and the monthly fees increased from $12.99 to $14.99.

The last prompt asks users to confirm the cancellation of their membership. The first three yellow buttons on the page offer to pause or keep the membership, or be reminded later.

Further down the page are two final yellow buttons listing different options of when to cancel the membership.

Why is this a thing against Amazon? Every other service has been doing it for decades. Cable/satellite companies. Internet companies. Hasn't anyone of age tried to cancel AOL in the 90's? It was nearly impossible. Same with canceling Dish Network or DirecTV. It took me forever to cancel Dish.
 
Never signed up for it since the things I buy from there aren't anything I need the next day. Generally buy household cleaning products from them and if you group your purchases you get free shipping without belonging to Prime. Also found that other online sites like Walmart have better prices on many items. Good to shop around to get the best bargains. Prime apparently includes some other stuff, but was never interested in any of that.
 

Try unbundling your internet/phone/cable. This makes the Amazon Prime cancellation policy seem like a snap.

I got rid of the bundle--changed to internet-only service--a few years ago and it was difficult, unpleasant, annoying, a giant time sink, and required multiple phone calls, an in-person visit to the cable provider (Optimum, btw), and years of their calling me at least once a month with a new offer.
 
Just the fact that you can cancel it online puts Amazon way ahead of most other companies, who often make it very easy to sign up for whatever service they offer online but then force you to call in to cancel, which is absolutely one of my pet hates.

The NYT used to be this way with a crossword-only subscription. I think (not sure) they might've changed so that now you can cancel online via chat. But it's probably a heckuva chat, since when I called to cancel they kept me on the phone for forever, incredulous that I wanted to cancel my subscription. How could I? And offered me a discount, etc. I was exhausted by the time I got off the phone.
 
I can suffer through the cancellation process. What irks me is when you are clicking through an order and suddenly a trial subscription to Prime for $1.99 shows up in your check-out total--trying to get it out of there before paying is daunting. I inadvertently clicked through without flyspecking it one time and caught it on the print out. I immediately went back in to cancel the trial and I got the screens above encouraging me to stay--more like discouraging me from canceling before the trial ended.
 
Why would you want to cancel Prime? Let us consult the Supervisor.

Follow the script: Tell him about the free shipping, the Maisel stuff, and throw in an Audible credit.
If that doesn't work, just keep stalling him until he forgets about this.

Storing your credit card on any online site is a bad idea. Why make it easier for hackers to grab your card info? No matter how 'secure' they claim their data is, you just never know when it might get hacked.

Whatever. Credit cards all have fraud protection for unauthorized charges. It's not a big deal if one ends up compromised. It's just part of having credit cards. It's happened to me numerous times. It takes barely any effort on my part when it happens...a few clicks on the app to report it and it's taken care of by the issuing bank. Most times, they alert me when they see suspicious charges.

I 100% agree. I only use credit cards and never debit cards too. I’ve never understood people who are afraid that their credit card number will get stolen but then send checks in the mail that has every single number needed to wipe out your account and make your life difficult for a few days until it gets sorted out.

I’ll have a new credit card the next business day and my credit limit instantly restored without any actual loss to my actual money in my checking account. I’ll be okay.

Seriously. Checks are about the least secure way to pay for things, followed by debit cards. I won't use either unless I absolutely have to.
 
I recently canceled a roadside assistance and I had to speak to 2 people lol.
The first person (who I got the button to cancel) was like hold for a minute let me talk to such and such. She came back in and said such and such wants to talk to u then I heard silence.
I was getting ticked finally the guy came on.
he then was trying to talk over me( um no) and be patronizing telling me I need to compare their services with others etc.
I said I’m a grown &&& woman .I want to cancel. He then got the hint.


And Sirius: I got a car and the dealership unknown to me gave them my info and kept calling and sending mail about trial .They were Like a dog with a bone and wouldn’t give up and this went on for months. If I say 1 time I am not interested then I mean it lol.
